Support escalation matrix builder: owners, levels and wait times
A matrix stops tickets sitting while people wonder whose they are. List your issue types, name who owns each and who it moves to, and copy the table.
Your escalation matrix
| Issue | First owner | Escalate to | If not resolved after | | --- | --- | --- | --- | | Billing question | Support | Finance | 8 hours | | Bug report | Support | Engineering on call | 4 hours | | Account access | Support | Team lead | 1 hour | | Outage | Team lead | Engineering on call | straight away | | Angry customer | Support | Team lead | 30 minutes |
Paste it into your team wiki. A matrix only works when each row names a person or a role, not a department.
Questions
What is a support escalation matrix?
A table that says, for each kind of issue, who picks it up first, who it moves to and how long it can wait before it moves. It stops tickets sitting while people wonder whose they are.
How long should a ticket wait before it escalates?
Match it to the damage a delay does. An outage should move straight away, a billing question can wait hours, and a general question can wait a working day. Start from your first reply targets.
Who should be on the matrix?
Name a person or a role, such as the team lead or the engineer on call, not a department. A name is something a tired agent can act on at 5pm.
How often should I update it?
Whenever someone joins, leaves or changes role, and after any incident where a ticket moved to the wrong person. Review it once a quarter.
Can Flatdesk escalate tickets automatically?
Flatdesk tags a ticket that goes past its first reply target as overdue, posts it to Slack and can send it to your team lead. Rules for who gets which issue are set in routing.
