Escalations often point to a gap in training, a missing article or a permission the first tier lacks. Read a sample of escalated tickets to find which it is before changing the process.

Questions

What is an escalation rate?

It is the share of tickets passed from the first line to a second tier, a specialist or engineering. Divide escalated tickets by all tickets handled in the same period.

What is a good escalation rate?

It depends on the product. Many teams aim for 5 to 15 percent. A rate that keeps rising usually means the first tier lacks training, articles or permissions.

Are all escalations bad?

No. Some problems need a specialist, and passing them on quickly is the right call. The goal is to remove escalations that a better article or a small permission change could avoid.

How do I lower the rate?

Read a sample of escalated tickets, group them by cause and fix the biggest group first, usually with training, a saved reply or access for the first tier.

What does an escalation cost?

Count the extra minutes the first tier spends on the hand-off plus the time the second tier spends. This calculator uses one average number of minutes for both.
