Handle a customer upset about a removed feature

Removing a feature always frustrates someone. A calm, specific reply keeps trust even when the answer is that it is not coming back.

Last reviewed

Acknowledge what they lost

Say what the feature did for them in their own terms before you explain anything.

Explain the reason briefly

Give the honest reason, such as low use or maintenance cost, without blaming the customer.

Offer a workaround

Show another way to reach the same goal, with steps, even if it is less convenient.

Pass the feedback on

Tag the ticket and send the count to product. Do not promise the feature will return.

Check if it affects their plan

If the feature was why they bought, ask what they need and respond under your normal cancellation policy.

Questions

Should we apologise for removing it?

Apologise for the disruption, not for the decision, unless the decision was a mistake.

Can we bring a feature back for one customer?

Only if you can support it. Special cases tend to become hidden costs.

How do we warn people next time?

Announce changes early, in the product and by email, with the date and a workaround.
