Support for SaaS free trials: help people reach their first result

Trial users are deciding whether to stay, and their questions are mostly about getting started. Supporting them well is less about volume and more about speed, clarity and noticing where people get stuck.

Treat trial tickets as a separate queue

Tag or route tickets from trial accounts so you can see them together. Their questions differ from those of paying customers, and a slow reply costs you a sale rather than a complaint.

Answer the first question quickly

The first ticket from a new trial is often a buying signal. Aim for your fastest response time on these and keep the reply short and specific to what they asked.

Write for the getting-started path

List the three things a trial user needs to do to see value, and make sure each has one clear help article. Link them from the welcome email and from your replies.

Do not gate help behind a plan

Trial users should be able to reach support. If they cannot get an answer, they leave without telling you why. Be clear about hours and response times instead of hiding the contact form.

Offer a guided step, not a long call

For products with a hard setup, offer a short written checklist or a single optional call. Pushing every trial into a call does not scale, and many people prefer to read.

Learn from what trials ask

Review trial tickets monthly. Questions that repeat point to onboarding gaps in the product or the emails. Fix those first, and the next trial cohort needs less help.

Questions

Should trial users get the same support as paying customers?

Answer them as fast as you can. Trial tickets decide conversions, so many teams treat them as high priority even if the product is free during the trial.

How do I handle trial users who ask for a longer trial?

Decide a rule in advance, such as one extension when they have completed setup. Put it in a saved reply so every agent answers the same way.

How can I tell which trial questions to automate?

Count the repeats. Questions asked by many trials, such as how to import data or invite a teammate, are the best candidates for an article and a saved reply.
